Share playbooks, templates, and real benchmarks for building & scaling a customer support business
Goal: crowdsource repeatable, operationally concrete assets so founders and ops leaders can scale support without sacrificing quality or cost efficiency.
If you run or ran a customer-support org, please share first-hand, actionable artifacts and numbers. To make responses usable, please follow this short structure and include anonymized real-world figures where possible.
1) Profile: company size, industry, product type, channels supported (email/phone/chat/social/IVR), monthly ticket volume.
2) Key benchmarks: CSAT, NPS (support-specific if available), FCR, AHT, SLA targets and % met (include time windows), backlog KPIs, target shrink/growth rates — give ranges and timeframes.
3) Staffing & hiring: headcount today vs. at launch, headcount per ticket volume (e.g., 1 FTE per X tickets/mo), average ramp time, hiring assessments or sample interview exercises, shift/rota model.
4) Cost & pricing: cost per ticket (breakdown: wages, tools, overhead), support pricing models (included, tiered, per-ticket), gross margin targets and realized margins.
5) Tools & automation: ticketing/CRM, workforce management, IVR/chatbot platforms, automation patterns (triage rules, macros, self-service deflection), integration recipes and guardrails.
6) Outsource vs in-house: what you outsourced, why and when, vendor selection criteria, tradeoffs and switching costs (include costs if you can).
7) Artifacts & templates: link or attach hiring tests, staffing calculators, SLA templates, escalation playbooks, metric dashboard screenshots/CSV, pricing calculators, sample SLA tiers and TATs.
8) What worked / what you’d change: 3 short lessons learned, and one metric you wish you’d tracked earlier.
Please anonymize sensitive customer or vendor names if needed. If you’re willing to let the community package your submitted artifact into a shared template library or join a short follow-up AMA/workshop, say so in your reply. Looking for concrete numbers and repeatable files — spreadsheets, dashboards, and playbooks are especially helpful.
